到一家四星级酒店参观后，感觉我们要学的地方还真多，这是不可辩驳的，因为投入的差距是很大的。也许有很多人会认为我们与他们是不能相比的，也是学不来的，这种想法有一定的正确性，三星是不能和四星相比，但是还是有很多地方可以学的。学什么，怎么学倒是我们应该认真探讨的话题。在硬件不及的情况下，我们是否更应该从理念和方法上入手去学习呢?真正有价值并能够运用在我们酒店管理中的就是理念与方法，从华辰学习后，我与大家分享一下我的学习总结：

一、完美来自于顾客。

参观华辰的客房后，有几个非常深刻的印象：简单的桌柜、满足所需的用品、家庭房等等，这一切的设计都来自于对顾客需求的充分考虑，而正是这种基于对顾客的考虑才显得完美，充满家庭的温馨。从这一理念中我们应该学到，我们的任何一项基础设施布局、环境美化、服务提供等工作的出发点在于顾客的需求。每一个岗位都必须从客户的需求出发进行再设计，顾客需要什么我们力所能及地提供，属于顾客潜在需要的，我们也应该准备充分，尽可能的让顾客感受到我们的服务是完全处于对顾客的负责以及需求的尽力满足。在我们的工作和环境布置中，难免有多余的，有不合理的，评价正确保留与舍弃与否的标准是什么，不应该是领导的主观判断，而应该是对顾客需求的深入分析。

二、把你服务的每一个人当成你最大的顾客。

在参观的过程中，大家都可能深有体会，华辰的每一位员工都对你表达出了极大的热情，他们不会因为你只是来参观的就有丝毫的怠慢，而是把你当成他们最大的顾客，一样享受贵宾级的服务。这样一种理念直接会催生我们的消费热情，我们已经成为华辰的潜在顾客。相比之下，我们的服务就与之差距太大了。我有次晚上大概8点来吃饭的时候，可能快下班了，某个服务员因为认识我，就对说“你们快点吃吧，我们要下班了。”然后我把这件事反映给主管，主管说“她对你熟悉，才这样说的。”各位，工作是不能讲人情的，服务是不能区别对待的，哪怕我们关系很好，哪怕我们是同一个单位的同事，在这里消费，就是这里的顾客，怎么能够区别对待的。这虽然是一件小事，但反映出的却是大问题，我们有明确服务理念吗?如果你直接服务顾客，就请把你最专业的服务提供给他，这就是一种品质，而不不论他是谁，在你的眼中，没有老板、没有老总、没有你熟悉的人，只有你的顾客。

三、专业体现品质。

我们经常谈服务品质不高，怎样才能体现服务品质呢?要提高服务品质，这是我们首先要弄明白的。华辰的服务有品质吗?有，至少比我们有品质。参观会议室的时候，你会发现他们的会议物品摆放，茶杯、铅笔比方方向一致，摆的时候你看那个服务员还用眼睛去瞄瞄，看有没有摆放到位。她在干什么，她在体现专业。我们就不同，开员工大会的时候，两个服务员把讲台搬上来的时候，往上面一放人就跑了，他就不管你是否放正，还得让我重新再摆一次，我也得去瞄一瞄，左看看，右看看。吃西餐的时候，你看看旁边站的那服务员两个眼睛就看着你的盘子，当你吃完去拿吃的时候，她马上就过来把你的盘子换掉，在服务的过程中深刻注重程序，这就是专业。

四、细节会让顾客记住你。

大家在客房看到过华辰的天气指南牌，这是一个细节，让我们感受到了他们的服务真是很细致，让你记忆犹新。大家是否还留意他们的垃圾桶，跟我们的没有什么两样，但他们却在表层的石粉上印上他们的标志。细节的改变并不需要多少成本，需要的是对细节的思考。你看华辰老总介绍起天气指南牌是多么兴奋呀，“这个是我们独创的，这个可以怎样，又可以怎样，成本也蛮少的……”他在宣传什么，他在告诉我们他们工作的人性化以及对细节的追求，把对细节的改变当成他们的智慧财富。住店的顾客在享受同等服务的情况下，他们会更关注细节，一个细节可能就会永远留住你的顾客。

五、向你的每一位顾客传递热情。

到每一个楼层，华辰的员工都在向你传递热情，她会说“你好、这边请”，微笑，马上跑过去给你按电梯，电梯到了，在旁边站着等你进去后才会到岗位。这是一套工作程序，但在执行的过程中却在向顾客传递着热情。听他们的管理人员说话，语气柔和、语速不快不慢，但不乏热情，他们的人力资源部经理是这样说的：“我们用肢体语言来传递我们的文化，这是培训中的重要一课。”我们提倡微笑服务，但微笑的质量却不高，这是氛围的关系，因为我们还没有形成这样一种氛围，至少我们要明白为什么要向顾客传递微笑呀，怎么传递呀，你的微笑专业吗，是真笑还是假笑，还是皮笑肉不笑，管理人员有没有对员工微笑。良好的服务在于传递，我们需要思考我们在服务的过程中给顾客传递了什么。

六、让制度更人性化一些。

与华辰人力资源部经理的交谈过程中，他谈到华辰的奖罚模式，对于罚款他们确定了标准分制，允许员工犯错误在一定的分值，当超过规定分值后要进行罚款，在规定分以内进行必要的奖励。这就显得很人性化，员工不可能不犯错，少做少错，多做多错，不做不错，这是一定的，我们的制度应该更人性化一些，这样才可能真正提高员工的积极性与加强员工的自律性。当然，对于一些原则性错误，比如破坏、打架、偷窃等行为不包括在内，对于此内行为必须做到发现一例，严处一例。

七、时时培训，马上行动。

谈到培训，我们往往把培训工作推给人力资源部，其实，部门管理者才是最好的教练，作为主管，要时刻对下属进行培训。参观机房的时候，机房门旁有很多墙灰掉落在地上，主管马上叫来清扫员，在旁边嘀咕了几句，大概有二十秒的时间，清扫员马上把地上的墙灰清理了。这是什么过程，这就是培训和行动的过程。当出现问题时，部门主管不要简单地吩咐下属怎么做，要教会他方法，这样才能够避免再次出现类似的问题。

八、获取顾客意见，时刻改进。

顾客的意见应该当成一种财富，而不能怪顾客太挑剔。在华辰用餐后，西餐主管走过来的一句话就是“对我们这里的菜有什么意见吗?”众口难调，每个人口味不同，肯定是意见不一的，通过顾客的意见而找准客户的喜好，可以为他带来更好的服务，也可以进一步改善我们的服务，让我们的服务更贴近于顾客，更具有针对性。

虽然我们的硬件基础不如四星级，但我们在服务、管理等软件上可以向他们学习，三星级酒店就要创造四星级服务，如果我们的服务达不到三星或者二星，我们评三星有什么用，希望我们有一天能打出这样的招牌“三星级酒店，四星级服务。”能力是培训出来的，品质是服务出来的，如何服务，四个字概括之——“用心服务。”

There probable were all sorts of heroes and modles among us all who were accomplished by state of affairs。They have made offers for the advantage of nation and people。They gained brilliant achievement hastened nation properity and strength because of their hard。 There probable were energetic worker not t known to public among us all。 They devoted theirselves to the work and got not despised achievement，who became national indispensable cadre。There probable were some luky persons among us all of the favourable time。They became certain rich by excellent managed。There probable were not too bright ordinary people among us all。They engaged the whole day for livelihood of family but living afflicted them whole year。 There probable were various unfortunate among us all who have ever been in miserable condition

moreover have been afflicted with disaster。They have to confront the fact but very

The livelong history sent us various all those who experienced and it will continue to do that。The moved

time record multifarious on the different track。Various condition take place with all those who experienced。 That’s experience or lesson opposite to the person concerned。The multitude may discuss to have no objection to take out the “past” if allowing exchange。

There seem to be different analysis and different argument about samething。 No problem ， “Let a hundred flowers blossom，Let a hundred schools of thought contend”is known to everyone。Nowadays，here are about some healty question that I want to exchange。

To speak of age，I’m more than 70 ， forward 80 years the old—decayed but seeming old no decay。I’ve no disease，full of energy，never feel tired，action swift and the memory is great。The younger and stronger can do something which I do it，too。

Every time when I run in the playground, I always set a target for myself,

such as I need to finish 3000 meters. It is such a long distance, but if I set

the target of 500 meters and repeat the target, then I can finish my original

goal. It is the same way to realize our dreams. Though we are in middle school

now, we need to equip ourselves with knowledge. What we learn today will decide

what we will become tomorrow. The first goal for us is to enter a better high

school and then continue to fight for the college. But college is not the end to

fight, which is just the beginning. The way to realize our dreams is long.

My best friend is --- He is 15 years old. We are both in the same class. He

works very hard. He is never late for school and he does well in all his

lessons. He is always ready to help others. My math is very poor, so he often

helps me with my math after class. His parents are both teachers. They are very

busy, so he often helps do the housework at home. He is a little shorter than me

but he is very strong. He likes playing football very much at school. We often

play football together and he plays it pretty well, He gets on well with us,
